The same question for the fourth time this month
Your technical helpline is one of the benefits members mention most. A small member firm rings with a question about how a new standard applies to a type of job. Your technical officer knows the answer, because three other firms asked something similar this month. She wrote a careful reply each time. Each reply is in her sent folder, slightly different from the others.
Meanwhile, a caller who is not actually a member got twenty minutes of expert help last week, because they used a member firm's name. And when the technical officer is on leave, her colleague answers the same question differently, having never seen her earlier replies.
Why answers do not get reused
- Queries arrive by phone, email and the website contact form, and are logged inconsistently or not at all.
- Answers are written in personal email and stay in personal sent folders.
- There is no way to search past answers by topic or standard.
- Membership is checked by asking, not against the member record.
- Good answers never become guidance notes, because turning them into one is a separate job nobody has time for.
The technical content of answers is your experts' domain, and your association decides what advice it gives and on what terms. The waste we fix is in capturing and finding it.
What the repetition costs
Expert time, which is scarce and expensive. Inconsistent answers, which can confuse members and, if one is wrong, create real trouble. Non-members getting a benefit members pay for. And a missed opportunity: the helpline is the best source you have for what members are struggling with, and without a log you cannot see it.
Consider what happens after a new regulation or standard is published. For a few weeks the helpline is swamped with variations on the same five questions. Each technical officer answers them in their own words. Some members get a detailed reply with a reference to the clause; some get a short phone answer with no record at all. Months later, when a member disputes what they were told, nobody can find what was said. A written, searchable record protects your staff as much as it helps members.
A helpline log with a memory
We build a helpline tool, or configure a ticket system such as Zendesk or Freshdesk, around member checks and reusable answers.
- Every query, from phone, email or web form, becomes a ticket; phone queries are logged in a short form while on the call.
- The caller's email or firm is checked against the member record, showing status and tier, so non-members are offered membership or a paid service under your policy.
- Each ticket is tagged by topic and standard; as the officer types, similar past tickets and approved answers appear alongside.
- An AI model can draft a reply from approved past answers on the topic, marked as a draft; the technical officer edits and sends it, and nothing goes to a member without that review.
- Answers the officer marks as reusable go to a review queue, and once approved become knowledge base articles, internal or visible to members in the portal.
- A monthly report shows query volume by topic, which feeds guidance notes, events and policy work.

The helpline afterwards
The technical officer answers the fourth instance of a question by adapting an approved answer instead of writing one from scratch. Colleagues covering leave see the same answers. Members search the knowledge base first for common questions, and the officer's time goes on the difficult ones. The monthly topic report goes to the policy team, who spot a new standard causing confusion before it reaches the committee.
