Tuesday, Thursday, Saturday: "Any news?"
The application is in and the client is anxious. They message the broker on WhatsApp on Tuesday. They call on Thursday. On Saturday they email to ask whether the valuation has happened. Each time, the broker checks the lender portal, finds that nothing much has changed, and replies.
Multiply that by every live case. A good part of the broker's week goes on reassurance calls about cases that are progressing normally, while the cases that do need attention compete for the same time.
Why clients keep calling
Clients do not know what normal looks like. They do not know that underwriting can take days, or that a valuation has to be booked, or what happens between offer and completion. Silence feels like a problem.
Brokers know the process well, and they do update clients at big moments. But the gaps between those moments are where the anxiety grows, and brokers have too many cases to fill every gap by hand.
- Clients do not know the stages or typical waits.
- Updates only come when the broker has time.
- Case status is in the CRM, not visible to the client.
- Clients do not know what they are waiting for, or whether it is on them.
- Messages arrive across phone, email, text and WhatsApp.
First-time buyers feel it most. Everything is new, the sums involved are the largest they have dealt with, and friends and family offer conflicting stories about how long things should take. A message explaining that underwriting often takes a few days, and that this is normal, can calm more worry than a phone call.
What the calls cost
| Effect | On whom |
|---|---|
| Time spent on reassurance calls | Brokers and case handlers |
| Interrupted work on other cases | Other clients |
| Anxiety between updates | The client |
| Missed actions the client did not know about | The case timeline |
The last row matters. When clients do not know what the process needs from them, such as returning a signed form or arranging access, the case waits for something nobody asked for clearly.
The milestone updates we build
- We agree the milestones your clients care about with your brokers: application submitted, valuation booked, valuation done, offer issued, exchange, completion.
- Each milestone has a plain English message, in your brokerage's voice, explaining what just happened and what usually comes next.
- When a milestone is recorded in your CRM or case tracker, the message goes out automatically by email or text.
- Clients get a simple status page, reachable from any message, showing where their case is and anything they need to do.
- Anything that needs the client, such as a document or a signature, is shown clearly with a link.
- Sensitive news, such as a down valuation or a decline, is never sent automatically. It goes to the broker to call the client.
What changes day to day
Clients know where their case is without calling. They understand what the process involves and what they need to do. Brokers still speak to clients at the key moments, but routine calls fall away. And the updates reflect real case data, so they do not promise anything that has not happened.
Case handlers, where the brokerage has them, get their day back too. Fewer interruptions mean more time for the tasks that move cases forward: packaging documents, answering underwriter queries and keeping conveyancers informed.
Is your phone ringing like this?
- Clients call or message several times a week for updates.
- Brokers check lender portals just to answer clients.
- Clients do not know what they are waiting for.
- Actions needed from clients are missed.
- Updates depend on each broker finding time.
