Starting from scratch, again
The customer emailed on Monday about a faulty delivery. On Wednesday, with no fix yet, they tried live chat and explained it all again. On Friday they rang, got someone new, and explained it a third time. Each person was polite and helpful. None of them knew about the other conversations.
By the third telling, the customer is not really angry about the fault any more. They are angry about having to tell you three times.
Why your systems forget
Each channel was usually added separately. Email lives in a shared inbox or helpdesk. Chat lives in the chat tool. Phone calls are not recorded anywhere except perhaps a note. WhatsApp is on a phone. Social messages sit in Facebook and Instagram. Orders are in the store, and account details in the CRM.
Each tool may be fine on its own. But nothing ties them to the same person. The customer who emailed from their work address and rang from their mobile looks like two different people.
Even where history is technically available, it is often too long to read in the moment. An agent on a live call cannot scroll through twenty emails, so they ask the customer instead.

How we give every agent the whole story
- Choose a home for the customer record, usually your helpdesk or CRM (Zendesk, Freshdesk, HubSpot, Salesforce, Intercom), and connect every channel to it through their APIs: email, chat, WhatsApp, Facebook and Instagram messages, and call logs.
- Match contacts to customers using email addresses, phone numbers, order numbers and account IDs, and merge duplicates with a review step for uncertain matches.
- Pull in order and account context from your store, billing and job systems, so the agent sees what the customer bought and what is open.
- Log phone calls properly: through your phone system's integration, or with call recording and transcription where customers are told and it suits your policies.
- Generate a short AI summary at the top of each customer's timeline: the current issue, what has been tried, what was promised and what is outstanding, with links to the original messages.
- Link new contacts to open issues automatically, so a customer ringing about the same problem reaches the existing case rather than starting a new one.
- Where possible, route returning customers with an open issue to the agent who already owns it.
The summary is the part that makes the history usable. It is written from the actual messages, shows its sources, and is there to help the agent read faster, not to replace reading when it matters.
One conversation, however they contact you
Whoever picks up sees the whole story before they say hello: the email on Monday, the chat on Wednesday, the order in question and what was promised. The customer hears 'I can see you have been in touch about this' instead of 'can you explain the problem?'.
Agents spend their time fixing problems rather than reconstructing them, and managers can see a customer's full journey when a complaint escalates.
Duplicate cases largely disappear too. When the customer who emailed on Monday rings on Friday, the call is attached to the open case rather than opening a new one, so two agents are not quietly working on the same fault from different ends.
It helps outside support as well. Sales can see whether a prospect's existing account has an open problem before calling them about an upgrade, which avoids a very awkward conversation.
Do your customers repeat themselves?
- Customers often say 'I have already explained this'.
- Email, chat, phone and social messages are handled in separate tools.
- Agents cannot see a customer's order or previous contacts in one place.
- The same problem sometimes gets two tickets handled by two people.
- Phone calls leave little or no record.
